Determinants of Customer Satisfaction towards Financial Services

Customer satisfaction has become a defining measure of competitiveness in the financial services industry, where products are easily imitated and differentiation increasingly rests on service quality, trust, and digital experience. This study examines the level of customer satisfaction with financial services and identifies the service dimensions that shape it — service quality, employee behaviour, digital banking, transaction security, grievance handling, transparency, and overall experience. Adopting a descriptive research design, primary data were collected from 73 customers of financial-service providers through a structured questionnaire, and responses were analysed using frequency and percentage analysis supported by graphical representation. The sample is well educated and skews younger, with balanced gender participation. Respondents report broadly positive perceptions: service reliability, prompt delivery, reasonable charges, courteous employee conduct, and easy-to-use digital channels each attract majority agreement, and internet banking emerges as the preferred channel. Consistent with established service-quality theory, employee behaviour and digital experience stand out as central to satisfaction, echoing evidence that engagement-oriented human-resource practices improve customer-facing performance. The study concludes that maintaining reliable service, investing in employee capability and engagement, strengthening digital security, and resolving complaints promptly are the most effective levers for building satisfaction and loyalty. Limitations of sample size and self-report are acknowledged, and a confirmatory, multi-institution design is proposed for future research.
